challenge

Dubai Airports faced rapid growth, shifting demographics, and the spotlight of Expo 2020, yet lacked a unified vision across its three terminals.

Each served different passenger segments, but without alignment, projects risked staying siloed, focused on capacity fixes rather than experience, threatening satisfaction and reputation at the world’s busiest international hub.

approach

We worked with stakeholders across the aviation ecosystem to create the 2022 Service Strategy.

We mapped every journey—arrivals, transfers, departures—across all terminals, assessed each touchpoint, and rescoped projects ranging from self-service areas and seating products, to personalised wayfinding and future security processes.

We consolidated initiatives into a single portfolio, linking investments to customer experience metrics and prioritising those with the greatest impact on satisfaction, efficiency, and commercial performance.

impact

The strategy gave Dubai Airports its first unified roadmap, aligning siloed stakeholders around measurable goals and reducing the risk of misdirected investment.

It enabled leadership to balance operational capacity with customer experience, boosting satisfaction while planning five years ahead.

The result was stronger growth management, improved passenger journeys, and reinforced reputation as the world’s leading aviation hub.
